Automatic Assignment

The Livechat is a dedicated space for agents to manually handle conversations that have been automated. It features a lightweight and agile interface, designed this way because the majority of conversations will be managed by generative AI.

There are two operating modes, configurable from the Live Chat preferences in the settings:

  1. Automatic Assignment: As conversations are routed to agents, they are automatically assigned to those who meet the configured requirements (e.g., being online, not exceeding their chat capacity, and handling inquiries in the languages supported by the agent). These agent-specific criteria are defined during onboarding. Conversations that cannot be assigned due to agent unavailability are placed in a queue and assigned to an agent as soon as one becomes available or a new agent logs in. The process is entirely automated.

    For the automatic assignment we use round robin, a logic that automatically assigns new conversations in a rotating order. This ensures that all available agents receive chats equally, preventing overload, improving team productivity, and guaranteeing a faster and more balanced customer support experience.

  2. No Automatic Assignment: Conversations routed to agents remain in an “unassigned” state. Agents can access the queue and manually assign chats to themselves as needed.

Agent Status

At the top of the Livechat interface, agents can update their status, which will determine how chats are assigned to them and how they respond to them. This status are:

Online - Available to receive tickets.

Break - Unavailable to receive tickets. Break time should be tracked.

Training - Unavailable to receive tickets but can navigate through the interface.

Ending Shift - Available but nearing the end of the shift. Cannot receive new tickets but has time to close any open cases (track time).

Offline - Unavailable.

Livechat folders

Currently, there are three main folders (Assigned to me, Unassigned, Automated) based on the current state of the chat. Additionally, users with administrative access can view a fourth folder, All requests, allowing them to review all conversations assigned to different agents.

Remember, if automatic assignment is enabled, you don’t need to worry about the Unassigned folder, as these conversations will be automatically assigned.

Departments

In the settings section of the platform, there is an area called “Departments.” Within this section, you can create as many departments as you need and assign specific agents to each one. Once your departments are set up, you’ll be able to build an agent handover flow. This flow allows you to ask users a series of questions to determine which department best fits their needs. Based on their answers, the conversation will be routed to the corresponding department and, therefore, to the agents assigned to it.
